Omnichannel Customer Experience Optimization Using AI and Real-Time Behavioral Analytics

Kamoliddin Kabilov

Customers move across web, mobile, store, contact centre and social channels within a single purchase journey, and the experience they receive depends on whether the organisation recognises them, matches the channel to their preference and responds when the journey falters. This paper compares three orchestration policies in a simulation of 20,000 customer journeys: static channel rules, batch analytics that update customer profiles daily, and real-time next-best-action that uses behavioural signals as they occur. Relative to static rules, batch analytics raises channel match from 33% to 70%, conversion by 25% and satisfaction by 19%, and acts on 31% of abandonment signals; real-time next-best-action raises channel match to 85%, conversion by 40% and satisfaction by 29%, and acts on 80% of abandonment signals. The gain from real-time over batch orchestration is concentrated in abandonment recovery, where the value of a response depends on its arriving within the journey rather than the next day. The paper sets out an architecture for real-time omnichannel optimisation, with identity resolution, a behavioural event stream, a decision layer and channel execution as its components, identifies the conditions under which real-time orchestration justifies its cost, and discusses the governance of behavioural analytics that operate on customers as they act.
